What is B2B customer experience (CX), exactly? B2B customer experience is the sum of all the interactions a customer has with a B2B company — not just how well (or not so well) a single interaction goes.

Unlike in B2C, B2B CX often spans longer relationships and involves multiple customer-facing teams and stakeholders. Both the decision-making process and the ongoing experience play out among several people — a procurement lead, an IT admin, an everyday user — rather than a single consumer.

What goes into a consistently strong B2B customer experience

These best practices help create a B2B CX that’s smooth and reliable:

  • Keep messaging consistent across channels: Customers should have the same quality experience no matter which channel they use or who they speak to. If a customer gets one answer from your self-service knowledge base, a different answer from a support rep, and yet a third from a marketing rep, the experience feels inconsistent and trust is virtually impossible to build. Effective B2B CX management starts with a centralized source of truth for product and service information, along with clear guidance for customer-facing teams on how to communicate it.
  • Preserve context between handoffs: When a support ticket travels from one rep or team to another, context needs to move with it. Otherwise, customers may have to repeat themselves, receive recommendations they’ve already tried, or get conflicting answers from different reps. Unfortunately, context breakdowns aren’t rare. In Front’s Coordination Tax Report, 64% of B2B companies reported contending with one or more customer-facing coordination failures, like giving customers inconsistent answers, in the past three months.
  • Tailor experiences to each customer: One size rarely fits all. The best B2B CX strategies use personalization to match interactions with each customer’s specific needs, expectations, and pain points. This might be as simple as remembering how a customer prefers to be contacted or as involved as analyzing customer feedback metrics, such as customer satisfaction and Net Promoter Score, to identify and address recurring issues within accounts.

How to improve the B2B customer experience

It can be tempting to automate every touchpoint. After all, what could be more consistent and efficient than a self-service portal or chatbot that never sleeps?

But a strong B2B customer experience strategy isn’t just about adding more convenient digital tools. It’s also about creating customer journeys that are firmly connected at every stage. Isolated digital customer experiences in B2B contexts can improve efficiency and reduce friction for smaller, predictable tasks, like basic troubleshooting or checking order status. Complex or nuanced issues, however, still require a human touch.

Either way, both touchpoints — automated and manual — need to be connected. If a chatbot escalates an issue it can’t handle to a human specialist, that escalation needs to carry the entire context with it so the support rep can pick up right where the chatbot left off.
