Skill-based routing
Skill-based routing is a customer service approach that automatically directs conversations to team members with the right expertise to resolve them. This could mean routing conversations from Latin America to a rep fluent in Spanish or escalating a technical question to a rep with the specialized skills to handle it.
Different routing systems may use different matching and assignment logic that factors in availability and capacity in addition to proficiency in a particular skill.
How to configure skill-based routing
Configuration ultimately depends on the customer service or contact center platform you use. That said, the process usually involves defining team members’ skills and setting rules that help the platform match those skills to requests.
Start by identifying the skills relevant to your customer work. These could fall into different categories, such as language proficiency or technical product knowledge. The goal is to create a comprehensive list of the skills that commonly influence resolution quality in your organization. Some teams add nuance by rating proficiency on a numeric scale to capture a more granular picture of the team’s expertise.
After outlining the skills, match them to the reps. For more accurate mapping, don’t just talk to individual support team members but also to team leads, managers, and coworkers. They can weigh in on a support rep’s formal training and their ease with different skills in practice/
Finally, create rules that tell the platform which types of conversations to match to which skills. For example, a message containing the word “refund” might map to a defined “billing” skill. This way, every new customer conversation gets routed and automatically assigned to the person best equipped to resolve it quickly and satisfactorily.
What is skill-based routing useful for in customer service?
Skills-based routing helps B2B customer service teams stay efficient and provide higher-quality support.
When customer work immediately goes to the support team member with the specialized experience to handle it, metrics such as resolution time and response time often improve. This also leads to a better customer experience and stronger customer satisfaction, since customers don’t have to wait for teams to route inquiries manually.
On the staff side, skill-based routing can improve productivity by allowing reps to focus their time on high-value problem solving instead of manual routing. Workflows become tighter, because inquiries no longer bounce between multiple team members before reaching the person with the right knowledge.
Complex B2B conversations often require more than one rep or team to weigh in. By clarifying what each inquiry needs from the start, skill-based routing helps teams achieve smooth collaboration.
